NLU (Natural Language Understanding)
NLU (Natural Language Understanding) is an AI's ability to recognise the intent behind a customer message, regardless of how the customer phrases it. Whether someone writes “I want to send my order back” or “How does an exchange work?”, NLU recognises the same intent in both cases: cancellation or return.
What is NLU (Natural Language Understanding)?
NLU stands for “Natural Language Understanding.” It is the part of the AI that works out what a customer actually wants, the intent behind the words. People phrase the same question in countless ways. NLU makes sure the AI classifies it correctly anyway.
An example: “I'd like to cancel,” “Please stop the order,” and “Don't need it anymore” are three completely different phrasings, but they all mean the same thing. NLU maps them to the intent “cancellation.” This recognised intent (often called the “intent”) is then the trigger for the next action: a matching answer, a handoff, or an entry in the system.
Why is NLU important for customer service?
Without NLU, a chatbot would only react to exact keywords and fail with any unfamiliar phrasing. With NLU, it understands the intent and can act precisely:
- Correct routing. If the AI recognises “complaint,” it routes the message straight to the right team via routing.
- Automatic answers. If it recognises “opening hours,” it delivers the information immediately from the knowledge base.
- Trigger for workflows. A recognised intent can be a trigger for an automated flow, for example a returns process.
NLU is therefore the link between the customer message and the right response. Modern LLMs come with strong NLU capabilities out of the box.
An SMB example
An online pet-food retailer gets hundreds of WhatsApp messages a day. Many revolve around the same topics: delivery status, returns, feeding advice.
If a customer writes “My parcel still isn't here, what's going on?”, NLU recognises the intent “delivery status” and the bot automatically asks for the tracking number. If someone writes “The dog won't eat this, can I return it?”, NLU recognises two things: the intent “return” and a critical undertone. The enquiry is prioritised and handed off to a team member. That way every message ends up in the right place without anyone having to sort it manually.
