Sentiment analysis is an AI technique that detects the mood in a message, positive, neutral, or negative. In customer service it helps you spot upset customers early, prioritise enquiries, and hand off critical cases to a team member before annoyance turns into a complaint.

What is sentiment analysis?

“Sentiment” roughly means mood or emotional state. Sentiment analysis is an AI's ability to read that mood out of a piece of text. It typically maps a message to one of three categories: positive, neutral, or negative, and some systems also recognise gradations or specific emotions like anger or urgency.

Technically, sentiment analysis is closely related to NLU. While NLU recognises what a customer wants, sentiment analysis recognises how they mean it. “Where's my order?” and “This is the third time I'm asking now!!” have the same intent but a completely different mood. Modern LLMs come with this ability out of the box.

Why is sentiment analysis valuable in customer service?

Not every enquiry is equally urgent. Sentiment analysis helps your team see the truly critical cases first:

  • Prioritisation. Negative messages move up in the inbox; neutral standard questions can be handled by the AI itself.
  • Early handoff. If the system detects anger, it hands the conversation off to a human immediately, via the appropriate routing rules, before the situation escalates.
  • Better steering. If negative messages on one topic pile up, that's an early warning signal, for example for a delivery problem.
